About this session
Organizations often say they want to be customer-centric, but innovation can still begin internally: somebody has an idea, a team builds it and customers are asked what they think after most of the important decisions have already been made.
Customer-centric innovation reverses that sequence. It begins with evidence about what customers are trying to achieve, where existing service creates friction and which needs remain poorly served.
Participants learn how to combine different forms of customer evidence rather than depending on a single survey or loud individual request.
Complaints, questions, repeat contact, customer interviews, frontline observations, operational data and workarounds can all reveal opportunities.
The skill is separating isolated preferences from recurring needs and framing the underlying problem clearly enough to innovate against it.
The session then moves from insight into ideas. Participants learn to generate alternatives without becoming attached to the first solution, compare concepts against customer value and practical constraints and identify the assumptions that make each idea risky.
Instead of debating those assumptions endlessly in meetings, they explore how simple prototypes, mock-ups, process trials and limited pilots can create evidence quickly.
Finally, participants examine what happens after a promising idea works in a small test. Service innovation succeeds only when employees can deliver it, systems support it, customers understand it and the organization can maintain the new experience consistently.
Participants learn how to move from experiment to implementation while continuing to learn from customer and frontline signals.

What’s covered
Find the Right Problem to Solve
Every length- Look beyond the survey scoreCustomer ratings can indicate that something needs attention, but they rarely explain the complete cause.
- Listen for unmet needsCustomers do not always ask directly for the solution they need.
- Use frontline insightEmployees who serve customers often see workarounds, recurring questions and points of confusion long before those patterns appear in formal reporting.
- Frame the problem before the solutionA useful innovation problem describes who is affected, what they are trying to achieve, what currently gets in the way and why solving it matters.
Turn Customer Insight Into Better Ideas
90 minutes and longer- Generate alternatives before choosingTeams often jump from problem recognition to the first plausible answer.
- Design for customer valueParticipants examine what each idea would change for the customer.
- Balance desirability with realityAn idea customers like may still fail if it cannot be delivered reliably, creates unacceptable risk or costs more than the value it generates.
- Prioritize the opportunitiesParticipants compare potential innovations using criteria such as customer impact, evidence strength, frequency of the problem, implementation effort, risk and strategic relevance.
Test Before You Scale
3 hours and longer- Find the risky assumptionsEvery innovation rests on assumptions: customers will understand it, use it, value it or change their behavior.
- Build the smallest useful prototypeA prototype does not need to be finished software or a fully redesigned service.
- Test with customers & employeesParticipants learn to structure feedback around observable behavior and specific questions rather than simply asking whether somebody likes the idea.
- Learn, adapt or stopExperiments are valuable when teams are willing to change direction based on the evidence.
Turn Innovation Into Everyday Service
Full day only- Design the operational realityA successful prototype still has to function in normal working conditions.
- Prepare the people who deliver itEmployees need to understand not just what is changing but why the change matters to customers and where they have discretion.
- Measure whether the idea workedParticipants define customer, operational and business indicators that would provide evidence of improvement.
- Create a continuous innovation loopCustomer needs, technology and operating conditions continue to change after implementation.
