About this session

Digital customer service creates convenience, but it also removes many of the cues that make human communication easier.

The employee may not hear the customer's tone of voice, see their reaction or know whether a short message reflects frustration, urgency, language preference or simply a customer's normal communication style.

Customers, meanwhile, often expect digital service to be faster, clearer and easier because the channel itself appears immediate.

Participants begin by understanding how digital channels change the service interaction. Email, live chat, messaging, social media and portals each create different expectations around speed, length, formality, privacy and conversational flow.

Rather than using the same communication style everywhere, employees learn to match the response to the channel, the customer's need and the complexity of the issue.

The session then develops strong digital communication. Participants practice writing concise, human responses that acknowledge the customer, explain information clearly and make the next step obvious.

They examine how tone is interpreted without vocal cues, how to avoid robotic templates and how to provide enough information without overwhelming somebody reading on a phone or switching between several messages.

Finally, participants look at continuity. Digital service often moves between channels, employees or teams.

A customer may begin with a chatbot, move to live chat, receive an email and later call. The organization may see several interactions; the customer sees one unresolved issue.

Participants learn how to preserve context, manage response expectations, escalate appropriately and create a joined-up experience across the digital service environment.
